Abstract

The frequently asked questions section, known as FAQ, is a common resource on websites of all types of organisations. Although its purpose is to present the most relevant information for users, it often ends up containing dispersed content that is difficult to navigate and not based on users’ real needs. This article suggests the hypothesis that FAQ do not guarantee the findability of information because they operate as a system centred on the organisation. The aim is to critically analyse this resource and to propose alternatives that improve the findability of information. The analysis is based on the principles of plain language, information architecture and user experience. The study adopts a qualitative methodology based on the critical analysis of frequently asked questions sections. The cases analysed come from public and private organisations, from which patterns in the structure and wording of FAQs are identified. The results show that FAQs make it difficult to locate information and increase users’ cognitive load. In conclusion, the article proposes integrating FAQ content into main pages through the application of plain language principles and considering alternative systems only when they provide real added value.
